Ticket Insights

How the support desk is really performing — queue shape, ageing tickets, SLA pressure and workload — so you staff and escalate on evidence rather than on whoever shouted loudest.

Ticket Insights sits under Helpdesk → Ticket Insights, alongside the agent dashboard and the ticket queue. Where the queue shows you tickets, this shows you the pattern in them.

Who Uses This Page

  • Support leads deciding where the backlog is building and who needs help.
  • Managers checking SLA exposure before a customer raises it.
  • Agents confirming what to pick up next.

How To Use It

  1. Start with ageing, not volume. A steady queue with an ageing tail is a worse position than a busy queue being cleared.
  2. Check SLA pressure next — tickets approaching a breach are the ones where acting now still changes the outcome.
  3. Then look at distribution. Work piled on one agent is a routing problem, not an effort problem.
  4. Open the ticket before you conclude anything. A single misclassified ticket can move a category's numbers.

What It Is Not

It is a decision-support view over your own ticket data, not a scoring system for people. Response times reflect staffing, ticket mix and customer behaviour as much as individual effort. Use it to find where the process is failing; use the helpdesk reports for formal SLA reporting.
